1. Overview & Purpose
This Service Level Agreement (SLA) outlines the performance standards, availability commitments, and support protocols governing Aevum Zenth Conglomerate's enterprise services, digital platforms, and divisional infrastructure. It applies to all authorized clients, partners, and internal operating units utilizing Aevum Zenth-managed systems.
2. Service Availability & Uptime Commitments
Aevum Zenth guarantees continuous operation of core services with the following monthly uptime targets:
| Service Tier | Monthly Uptime | Max Downtime/Month | Coverage |
|---|---|---|---|
| Standard | 99.9% | 43 minutes | Business Hours (Mon-Fri, 09:00-18:00 UTC) |
| Professional | 99.95% | 21.6 minutes | 24/5 Extended Coverage |
| Enterprise | 99.99% | 4.3 minutes | 24/7/365 Global Infrastructure |
Uptime is calculated on a monthly basis, excluding scheduled maintenance windows communicated ≥72 hours in advance. Service credits apply automatically if thresholds are breached per the Credit Schedule (Section 5).
3. Support Response & Resolution Targets
Technical support tiers define initial response windows and target resolution times based on severity classification:
| Severity | Definition | Response Time | Resolution Target |
|---|---|---|---|
| SEV-1 (Critical) | Complete service outage or data loss risk | 15 minutes | 2 hours |
| SEV-2 (High) | Major functionality impaired; workarounds limited | 30 minutes | 4 hours |
| SEV-3 (Medium) | Partial degradation; alternate workflows available | 2 hours | 1 business day |
| SEV-4 (Low) | Minor issue, feature request, or documentation gap | 8 hours | 3 business days |
4. Maintenance & Change Management
All routine maintenance, security patches, and infrastructure upgrades will be scheduled during designated maintenance windows. Emergency patches addressing critical vulnerabilities may be deployed immediately with post-deployment notification within 4 hours.
- Planned Maintenance: Announced ≥72 hours in advance via dashboard and email
- Unplanned Incidents: Status updates provided every 60 minutes until resolution
- Rollback Policy: Automatic rollback triggered if error rate exceeds 5% post-deployment
5. Service Credits & Liability
Failure to meet agreed SLA thresholds triggers automatic service credits applied to the next billing cycle. Credits are calculated as a percentage of monthly service fees:
- 99.9% - 99.99% uptime: 10% credit
- 99.5% - 99.9% uptime: 25% credit
- <99.5% uptime: 50% credit
Liability for indirect, consequential, or punitive damages is limited to the total amount paid by the client in the preceding 12 months. Force majeure events, third-party provider failures, and client-induced outages are excluded from credit calculations.
